服务接触研究综述

【摘要】：本文对服务接触研究进行了系统回顾,全面梳理了关于服务接触内涵、服务接触研究的理论基础和服务接触的实证研究。分析表明,随着服务接触的发展和研究的深入,以剧场理论和角色理论为基础,服务接触的内涵不断扩展,影响服务接触的因素主要来自员工、顾客和组织三个层面,服务接触对顾客信任、顾客满意和顾客忠诚产生影响。未来研究的空间主要着重于服务接触对顾客忠诚的影响机制研究。
[Abstract]:This paper makes a systematic review of the research on service contact and reviews the connotation of service contact, the theoretical basis of service contact research and the empirical research on service contact. The analysis shows that with the development of service contact and the deepening of research, based on theater theory and role theory, the connotation of service contact continues to expand, and the factors that affect service contact mainly come from three levels: employees, customers and organizations. Service contact affects customer trust, customer satisfaction and customer loyalty. The future research mainly focuses on the influence mechanism of service contact on customer loyalty.
